Escalation is a path, not a switch

A trigger fires: a caller asks for a person, says an emergency word, sounds upset, or asks for something the receptionist isn’t allowed to handle. The receptionist then works through an ordered list of destinations until someone answers. Each destination has a timer and a fallback, so a call never dies because the first number rang out.

The destinations are yours to arrange: your mobile, a colleague, a team on rotation. A human answering desk run by a partner is one more destination on that list, for the hours or the call types you don’t want to cover yourself.

When a human desk is the right destination

Distressed or angry callers. Medical, legal or financial intake where the caller may not want to talk to software. Callers who simply ask for a person. Situations where a regulator or insurer requires a person. In each case the receptionist takes the call, recognizes it, and passes it on with what it has learned so far. The caller doesn’t start again.
